As Sebastian puts it, the property “thrives on the light and the dark”, with both nightlife and DAMU, its wellness retreat, helping guests experience different sides of the brand – and themselves.

How does a hotel brand delve so deeply into the psyche of the guest and provide such indulgent escapism? “For me it starts with people and kind of having that personal touch and that connection with our guests,” says Sebastian, adding that atmosphere also plays a huge role: “the smells, the music, the lights and everything that we have to offer.”

The Challenges

 Inconsistent feedback collection

Before GuestRevu, one of The Mandrake’s main frustrations was inconsistency. The previous process relied on team members manually uploading guest email addresses and sending review requests themselves, which was not ideal in a fast-moving operational environment – especially one that relies so heavily on face-to-face guest interaction.

As Sebastian explains, “In our old system, we had to manually upload the guest email and then send the emails”. When the hotel got busy, that process became difficult to manage reliably. Staff were caught up in operations and guest engagement, and didn’t input the data into the review system consistently.

For a property that depends on detail, nuance, and emotional response, patchy feedback collection meant patchy visibility. If guest outreach was inconsistent, the insight gathered from it would be too.

 A guest journey too complex for siloed feedback

The Mandrake experience does not begin and end with the bedroom. Guests may interact with reception, accommodation, dining outlets, bars, wellness spaces, and private events during a single stay. That creates a richer experience, but also a more complex one to measure.

A generic post-stay feedback form would not have allowed them to capture feedback across the full journey, including check-in, accommodation, multiple dining and bar outlets, spiritual wellbeing, DAMU Spa, private events, and open-text feedback. Nowadays, AI can do much of the heavy lifting for hotel teams when responding to guest reviews, but for a luxury hotel with such a distinctive personality, tone matters. “We’re luxury [but] we’re not that formal,” explains Sebastian. When left to its own devices, AI will often conflate the two.
